Chatbot Human Handover: When to Escalate Questions to Your Team
Define handover triggers, queue ownership and the information staff need to continue a conversation.
Human handover is part of a chatbot’s normal workflow. Design it before launch so an unanswered question becomes an owned task instead of a conversational dead end.
Set explicit handover triggers
Escalate when the user asks for a person, approved information is missing, repeated attempts fail or a decision exceeds the assistant’s authority. Use operational rules rather than a model’s self-reported confidence alone. A disputed invoice, for example, should follow an assigned review process rather than an improvised promise.
Collect a compact handover packet
Include the question, language preference, relevant identifiers and a short history of attempted answers. Ask only for details needed to route the case. Tell the user what information will accompany the handover. Preserve original wording for critical facts so an inaccurate summary does not become the support team’s only record.
Assign ownership and realistic expectations
Map topics to queues with opening hours, an owner and a fallback. Confirm a ticket or handover reference only after the receiving system accepts it. Outside support hours, state the actual next step without inventing a response deadline. Distinguish queued, assigned and resolved states in both the interface and reports.
Test the receiving workflow
Test unavailable agents, duplicate requests, failed ticket creation and a customer returning later. Verify that staff can read the context and send a response through the intended channel. Track abandoned handovers and unresolved queues. Improving the transfer process often matters more than adding another automated answer.
FAQ
Is displaying a phone number enough?
It offers a contact route, but a managed handover also needs ownership, context and a way to confirm receipt.
